Employment and Social Development Canada's current contact centre solutions expire in the second quarter of 2027 and include aging platforms with operational and technological risks, including the Hosted Contact Centre Solution. To ensure the continuity of essential services to Canadians and to meet the Government of Canada's cloud-based direction, Employment and Social Development Canada, in collaboration with Shared Services Canada as the lead for the delivery and procurement of contact centre services, is modernizing its contact centre environment.
The Contact Centre Modernization initiative includes the migration of Employment and Social Development Canada's existing contact centres to a modern, cloud-based Contact Centre as a Service solution. This solution will provide a unified platform for service agents to deliver multi-channel services, including voice, chat, email and text, and will integrate modern capabilities such as intelligent routing, real-time monitoring, analytics and reporting to support efficient, reliable and customer-centric service delivery.
Complementing the contact center platform as a service, modernization includes the implementation of related business capabilities, including knowledge management, workforce management for planning and capacity, workload management to improve the distribution of tasks, as well as a skills inventory. These capabilities will replace several existing and ad hoc tools currently in use. This business need is critical to replacing expiring solutions, reducing technology risk, and supporting a modern, integrated contact center environment.
